Consumer guarantees and faulty product claims

Under the Australian Consumer Law, consumers have guarantees that apply regardless of any warranty a business offers, and the remedy can depend on whether a failure is major or minor. That means a support team handling a broken appliance, inverter or device is not just being helpful: it is dealing with rights the business must respect. The ACCC publishes guidance on this, and your advisor should confirm how it applies to your products.

In Zoho Desk I build a claim process that helps agents apply your policy consistently:

  • Required fields for purchase date, order or invoice, product and serial number
  • Photo or video evidence attached to the ticket
  • A blueprint that moves from assessment to an approved remedy, with supervisor sign-off where you require it
  • Notes that record what was offered and why, in plain language
  • Handoff to warehouse or finance for replacements and refunds

Consistency matters. When two agents give different answers to the same fault, complaints escalate and some reach a state fair trading office. A clear process, recorded on every ticket, reduces that risk. This is service design, not legal advice.

State holidays and the daylight saving split

Australian service teams face a calendar puzzle. Several states and territories observe daylight saving and others do not, so the gap between Brisbane and Sydney, or Perth and Melbourne, changes through the year. Public holidays also vary by state, and some are regional.

Zoho Desk handles this through business hours schedules tied to time zones, with holiday lists assigned to each schedule. My usual setup:

  1. One schedule per team location, using the correct named time zone so daylight saving changes apply automatically where they should
  2. Holiday lists per state, maintained by your admin each year
  3. SLA policies linked to the team that owns the customer, not a single head office calendar
  4. Customer-facing messages that state response times in the customer's terms, not the agent's

I test the transitions specifically, because errors here only show up twice a year and are easy to miss. Many Australian businesses also serve New Zealand customers, and the same approach extends to a separate schedule for them. Phone-first customers and installer warranties

Many Australian customers still pick up the phone, especially for trades, solar, appliances and anything urgent. If calls are not logged, the desk shows a quiet day while the team is flat out. Zoho Desk integrates with a range of cloud telephony providers, so I check whether yours connects directly and design how calls create or update tickets, with a reason captured before the agent moves on.

Installed products add a second layer. A solar and battery installer, for example, deals with its own workmanship warranty, the manufacturer's product warranty and the consumer's statutory rights. When a panel or inverter fails, the customer calls the installer, and the installer may claim from the supplier. I model:

  • Installation records with site, products, serial numbers and install date
  • Each warranty layer and its period
  • A supplier claim step tracked alongside the customer ticket
  • Site visit requests passed to whoever schedules technicians

Personal information, breaches and hosting

Larger Australian businesses, and some smaller ones depending on what they do, are covered by the Privacy Act and the Australian Privacy Principles. The notifiable data breaches scheme means a compromised inbox or an over-shared ticket can become a reportable incident. Support tickets routinely hold addresses, phone numbers, photos of homes and sometimes identity documents.

In Zoho Desk I work with your privacy lead on:

  • Permissions that limit sensitive fields and attachments to the roles that need them
  • Guidance and form design that discourage customers from sending card numbers or identity documents through open channels
  • Retention rules for closed tickets and attachments
  • An internal path for suspected data incidents, so agents know whom to tell immediately
  • A clear note of which Zoho data center hosts your account, which matters to government and enterprise clients

Managed IT providers and maintenance contractors often have contractual privacy and security obligations to their own clients, and those can be stricter than the law. I read those requirements alongside the desk design. Your advisor owns the legal interpretation.

Australian businesses that need more than Zoho Desk

Zoho Desk is a good help desk. It is not a job management system, and several common Australian business models need one:

  • Trades and installers: plumbing, electrical, air conditioning and solar businesses need quoting, scheduling, job sheets and invoicing in the field. Desk can be the customer front door, but the work itself runs elsewhere. See ERP for field service.
  • Distance and travel: servicing regional and remote customers depends on route planning and parts on vans, which Desk does not handle.
  • Big contact centers: utilities, telcos and insurers with many agents usually need dedicated contact center platforms with workforce management and quality tools.
  • Government and health: procurement rules, security assessments and data requirements should be clarified before any platform choice.
